Very cool!  I really like the approach you detail.  Today we build all of
the rules and processing in AR workflow.  I think we need to look into
using Procmail since we haven't started to (re)build email integration with
our new out of the box system.

Here is more information related to this topic in case you want pursue this.
I was not able to find this information in the latest online documentation 
so Iam copying from my saved notes from earlier 7.6.03 PDF documentation. 
So not sure if they changed this logic recently.

If I remember correctly an open incident can always be updated by members 
of either Assignee Group or Owner Group.

The default OOTB logic I think is who ever creates the ticket that group 
becomes the owner group.
So they always retain the ability to modify the ticket.
Exception: Except if SupportGroup of type HelpDesk is involved.
   If a ticket is created by or assigned to HelpDesk they always 
retain the ownership of the ticket and users have to contact them to update 
the ticket unless they are part of the Assignee Group.

Example:

Support Group Name|Type|Member
SG_A|HelpDesk|PersonA
SG_B|Tier2|PersonB
SG_C|Tier3|PersonA

If A creates an incdient the ownergroup of the incident is SG_A
If B creates an incidnet and assignes to SG_A ownergroup is SG_A
If B creates an incident and assigns to C, SG_B becomes the Ownergroup.

You can setup custom ownership rules or modify OOTB filters  for changing 
Ownership to suit 
your company needs.

I have it set up so that our call center is the owner of all incidents. The 
issue is other groups like to grab tickets rather than wait which was the 
old practice. Your comments about tier 1 and ownership is interesting and I 
will need to read into that one.

I think it is to protect the data security.
In one of the organization I worked HR usually creates tickets ahead of 
time to helpdesk to revoke systems access  to employees they would fire in 
the next couple of days. So this kind of data security makes sense.
 
When we went live with ITSM 7.6.03 we got this sort of complaints from two 
kinds scenarios.
1. Call center lost the ability to update tickets.
2. Ticket submitters lost the ability to update the ticket with more 
details once they assign it to a different group.
 
For 1) We made call center folks to be Incident Masters. That was the only 
OOTB option available.
In that organization The call center should be able to update tickets 
assigend to or owned by anyone in the organization.
Because they get frequent calls about status updates they tend to put that 
in the work logs or change priority.
 
For 2) We circumvented the second problem by making all Support Groups to 
Tier1 in the support group form. 
   I think OOTB when a tier1 group creates a ticket and assigns to a 
different tier1 group,the submitted tier1 group becomes the
  owner group of that ticket. There is some matrix in the 
incident documentationd describing that.
  ITSM OOTB allows people belong to either owner group or 
assignee group to be able to make updates.

A lot of that kind of data is found in the ar.h file. Its useful to keep
that file handy when doing your development work. I find it most useful for
perform-action-active-link actions so I know what action number represents
what..

Here's my dumb question for a Friday afternoon: is there an index somewhere
of the numeric values for keywords?

I was looking at a filter in a def file just now and saw that it used $-4$
in the message and I had no idea how there could be a negative field ID
since I had never run into one before. I had to open the filter in Dev
Studio to see that it was the numeric representation of the $DATE$ keyword.
Hence my question, the next logical step for me would be to have a reference
table of keywords with their numeric values and I can't find that in the
7.6.04 docs on in Communities.

I do tend to 'wander' about whenever I go to any new places in my free time,
especially if they have things you do not see in cities or mid size towns. I
haven't been  around much in Houston, as Houston is like any regular city.

 

That winter I did saw a few homes near Brookhollow campus which is in the
city where you could tell the pit fires were not because of BBQ's - It was
unusually cold that winter in Houston. Someone local to Houston told me that
some old homes there did not have regular central heating as its never too
cold in Houston, so people tend to do that when it gets cold. Generally you
do not get ice on the road in Houston I hear, but that particular winter,
there were portions of 610 that were closed because of puddles that had
frozen as early as 10:00 PM.

It's actually pretty pleasant in starting middle of October to end of
February - sometimes even with strong cold winds in December. I remember 2
Decembers ago spending a lot of my time around there where there were
warnings of ice on road. And some old homes there are not equipped with
heating, so you would see a few places where some would build a small
bonfire or light up their bbq pits..

And there's certainly no green coloured beer in Ireland though plenty of
Guinness.  I have drunk green coloured beer on St Pattie's day in Calgary,
and Calgary has a whole slew of Irish pubs.



We do have a small St Pattie's day street fest where you can walk around
with your Guinness or a more usual German beer and sausages (& if you're
lucky pork neck steaks!) and hear plenty of English speaking - in Munich
(and a few Irish pubs too).

You should be able to build an administrator console that has a dynamic menu 
(data dictionary I believe) listing the forms so that you could provide access 
to all forms that way via workflow and restrict it via normal group permissions.

I actually do use rrrChive for larger volume exports but when it's just a few 
records I find it easier to just do it in the UI instead. I can export ARX 
files from MT now that I realize I forgot to change the destination from Screen 
to File. Rookie mistake but on all my previous engagements we were not using MT 
very much at all and I used the WUT for everything myself. This is one of those 
little differences using a browser that I'm still learning about.

Today... beautiful!  63F Midafternoon.  36F in the morning!

I've lived here since 1972 and have never seen a bonfire in anyone's yard, 
unless you are out in the county in a very rural area.  Then again, maybe Joe 
went places I've never been J

As for a bbq pit!  That is a fact of life around here!

It's actually pretty pleasant in starting middle of October to end of February 
- sometimes even with strong cold winds in December. I remember 2 Decembers ago 
spending a lot of my time around there where there were warnings of ice on 
road. And some old homes there are not equipped with heating, so you would see 
a few places where some would build a small bonfire or light up their bbq pits..

which does not preclude a separate event there.

Personally I would go with October and do Octoberfest in Waterloo Canada,

But there is many a slip twixt cup and lip, or in this case pen and paper.

with your Guinness or a more usual German beer and sausages (& if you're
lucky pork neck steaks!) and hear plenty of English speaking - in Munich
(and a few Irish pubs too).

For those out there who work on several different instances of developer
studio...

 

Working lists are defined in /WorkingListDefinition.xml

 

It's a very easy to understand XML file.  You can copy it between workspaces
and machines to have your handy set of working lists available without
recreating them manually.

 

There's also the Switch Workspace command in the file menu.  That's handy
for when you have a few different focus areas. You can have a different set
of working lists in each workspace.

 



Window->Preferences is something I don't look at often enough, but it's has
a few options in there that are handy.

 

Setting default permissions for objects saves all kinds of time and rarely
needs to get changed.  QBE match as well.

 

I also uncheck the "All Views" options for screen objects so I can manage
that myself.



One thing that had me going for a while was how to move objects around with
the keyboard.  

 

When you have one selected, hit the period button (.).  Once you've done
that, you can use the arrow keys to reposition.  For finer control, adjust
the Keyboard Move Step Size in Window->Preferences.

 



And don't dismiss the built-in help.  While there are some areas where it's
a little thin, I'm almost always surprised at how helpful the help actually
is.

 



When you have a lot of windows open, you can CTRL+SHIFT+E to pop up a
switching utility that you can read all the names and select one.

 

You can also hit the "Select Clean Editors" button and "Close Selected
Editors" to close all of the objects that are saved.

 



And just for grins, try this.

 

Ctrl+3, then type "New A"  It will autocomplete and give you fast access to
create a new active link.

 



I don't know when "Show Fields Not In View" button showed up on the outline
list, but that has saved me tons of time.

 



And lastly, I use AutoHotKey   to remap my capslock
key to CTRL.  The three times a year I actually need caps lock, I can
disable it temporarily, but you would be surprised how much of a difference
a little change like that can make.

now have two sources. The ar.h file will be easy enough to find but I
haven't done anything with the API to date so that will be something new for

The file ar.h from the API contains the list of codes. I have included a section
of the file that contains a bunch of the keywords.  This is likely not the 
absolute
latest list so there may be a few of the more recent ones missing.

Also, if you see $--1$ it means $NULL$.

I think this has to do with the Reconciliation engine and is probably
working as designed.  Problem is, the customer is requesting that they be
able to update CI's that are in In Inventory. Let me know if there is
anyone out there that has crossed this path before.

OK, then has anyone experienced the problem when someone tries to change a
CI that's in In Inventory status, get the error message, close the form
(without saving the changes) and then the status automatically get set to
Deployed?  I can recreate it.  Also it stays on the Manage Inventory table
as well.

I'll have to check the logs.

I think when you look at it as an Asset process, it shouldn't be "in
inventory" if you are making changes to it. It should be in some other
status and then put back into inventory. That's a pure process look at it.
I don't see that working IRL but I think that's why you're seeing errors.

If you are looking to do email approvals, that's a feature in 8.x. Previous
to that, it is a custom thing you'd have to build. As for just close down
approvals, you can set those up in your approval configs but the user will
have to approve in Remedy.

Close down approval.

H All & TGIF,

In 6.3 we had a home grown Change Request and once the work was completed, an 
email notification was sent to the requester, seeking approval of the changes. 
The requester would then reply back with their approval/disapproval.  After 
that the Change can be closed.

Now in ITSM 7.6, I am thinking this is about the same functionality as the 
Close Down Approval.  However I can't figure out how to make it work. Really 
don't want to do anything custom if the functionality is already there.

Remedy etc.). All this from primarily a single script that is tightly 
controlled. The business has become very aware of what we can do and I commonly 
get requests for more integration in other areas.

Email is the easiest to implement and troubleshoot. Polling can be an issue if 
you are doing a hot handoff where your customer is tier 1, you are tier 2 and 
the their end user's phone call will be transferred to you. Even if polling is 
1 minute on each end that can seem like eternity.  The other advantage of email 
is simulation. Typically in a  web services approach you are not going to have 
access/control end to end. You can send the email from your desktop mimicking 
the customer/process, see any error messages and verify any custom workflow. 
Email is also better if you are having periods of downtime. The incoming email 
will be in the mailbox until the Remedy server comes back up. In the case of a 
web service the SOAP call fails and the request is gone. The down side is the 
polling and security. Also there is the perception that email is low tech, and 
not reliable (AKA not cool).

The biggest shortcoming is going to be the other ticket system. I have worked 
with Remedy, NimSoft, Service Desk Manager, and Service-Now and each has its 
own challenge.  If they are using a shared/on-demand version then 
customizations on their end are difficult to impossible. Attachments can be 
tricky. Data lengths can be an issue where your fields are shorter than their 
fields. If you have data length or required field conflicts you might want to 
consider a staging form where you take their request, massage it and push to a 
new ticket. If you use a staging form have workflow push the ticket number back 
to the staging form because your response back to the customer is from the 
staging form.

If an incoming email can update your ticket, and you send email updates to 
their tickets, beware of auto-replies. My biggest fear is a email loop. I 
handle this two ways, outgoing updates are from a bogus email address so it 
won't come back at me and incoming update workflow includes $USER$ != "Remedy 
Application Service" in the qualilfication.

You need to be careful because the Group List is the list of EXPLICIT groups

are a member of.  These are the groups to which you are specifically
assigned.

There are also the Computed Groups of which you may be a member based on

membership in the various explicit group assignments and your login name.

system to show which ones you matched.

Then, there is the hierarchical group feature which if used means that you

direct group assignment of permissions and the row level security permission
assignment and then the presence of any group in your expanded group lists
being in
data fields  But, that is a discussion for a different day.

User tool will still work with non-ITSM forms, but won't render ITSM ones

How does one export records to an ARX file via the mid-tier? That’s the main
reason I still use the User Tool.

Hopefully it's not a gov't system - blinking is not 508 compliant and color 
designations need to also have a different way of identifying what the color 
stands for.

There is one display property called "colors->Result colors" in table which

column ) .In this property you can define color for every value of selection

in order to change the color for the row or column.

I was talking this morning with someone at my health club about Maxine
Waters' statement yesterday that we would lose 170 million jobs - which is
more than we actually have - and how anyone so stupid could get themselves
elected to Congress.  And the other one who thought that an island (Guam)
might capsize if we removed a bunch of people from it.

I actually figured this out a few years back.  No offense to Sales people
out there - you perform a useful function - but many ended up in sales
because they weren't good enough at anything else, like computers, for
instance, to make a decent living at it.  Politicians, regardless of any
other skills they might have, are really good at one thing - selling
themselves.  Some of them also aren't good enough at anything else to do
anything else.  Keep that in mind next election, when asked to vote for
someone whose vote will be affecting what YOU are good at and they are
not.  Like spending money wisely, for instance.

Hi,

this should "usually" take less than 1 hour but I have seen this run for
longer on certain systems.  As this uses the plug-ins to perform the work,
you should also look into the error files to see if there are issues with
the running of this process and ensure the plug-ins are enabled.

I have just checked the OBJSTR:Pending form and there are two logs one is
pending that contains the same pending ID and the other one is processing.

We have been on Remedy OnDemand since October 1 and we're having a very 
positive experience.  There were bumps in the road and still a few open issues 
we are tracking down, but so far so good.  The best compliment I got when we 
cut over was no comments at all.  The transition from 7.6.00 to 7.6.04 was 
smooth and met our expectations.  We were able to put in our essential 
customizations (and a few frivolous ones) without any hassle.

Performance is every bit as good as when we had our on-prem server groups and 
our integrations continue to function as expected.

I'll never go back to hosting it if I can avoid it.

Call BMC CustomerConnect and tell 'em I sent ya.  I'd be happy to go into more 
detail using that avenue.

I wish the items in the Group List box on the User Form were dilineated by
a semi colon like the ones in the Computed Group List.  It would be so much
easier for a newbie like me to differentiate each group name.  But maybe
that just comes with more experience.

A few tips off the top of my head...

For those out there who work on several different instances of developer
studio...

Working lists are defined in /WorkingListDefinition.xml

It's a very easy to understand XML file.  You can copy it between
workspaces and machines to have your handy set of working lists available
without recreating them manually.

There's also the Switch Workspace command in the file menu.  That's handy
for when you have a few different focus areas. You can have a different set
of working lists in each workspace.


Window->Preferences is something I don't look at often enough, but it's has
a few options in there that are handy.

Setting default permissions for objects saves all kinds of time and rarely
needs to get changed.  QBE match as well.

I also uncheck the "All Views" options for screen objects so I can manage
that myself.

One thing that had me going for a while was how to move objects around with
the keyboard.

When you have one selected, hit the period button (.).  Once you've done
that, you can use the arrow keys to reposition.  For finer control, adjust
the Keyboard Move Step Size in Window->Preferences.


And don't dismiss the built-in help.  While there are some areas where it's
a little thin, I'm almost always surprised at how helpful the help actually
is.


When you have a lot of windows open, you can CTRL+SHIFT+E to pop up a
switching utility that you can read all the names and select one.

You can also hit the "Select Clean Editors" button and "Close Selected
Editors" to close all of the objects that are saved.


And just for grins, try this.

Ctrl+3, then type "New A"  It will autocomplete and give you fast access to
create a new active link.


I don't know when "Show Fields Not In View" button showed up on the outline
list, but that has saved me tons of time.


And lastly, I use AutoHotKey  to remap my capslock
key to CTRL.  The three times a year I actually need caps lock, I can
disable it temporarily, but you would be surprised how much of a difference
a little change like that can make.

I have some not-so-good experience with hierarchical groups, and we are
working on 7.6.04 SP2/3.

A couple of things has happened:
1. The inheritance seems to become corrupt at times
2. The arreload utility clears instead of fixes the relationships
3. When exporting/importing definitions between servers, we have experiencing
that permissions gets duplicated, and the relationships are changed from
something defined in the group-form to hard-coded values on the actual fields.
For example when you open field-permissions in dev-studio, you will see a
single group 10 times...

The customer has not taken the time to report this last thing to BMC, as we
have been able to fix it by editing def-files more or less manually.
